Video visit connection problems: what to do if the video fails
If your connection fails, reopen the same link we sent you, move closer to your router or switch from wifi to mobile data, and turn your video off if needed. Depending on the service and what the doctor considers appropriate, some visits can be done by phone: you call the number in your confirmation and enter the PIN. If the clinic cannot see you, for example because of a technical problem on our side, we refund you in full.
Is it an emergency? Call 911.
Pay now, then choose your time right away. Full refund if you cancel 24 hours or more ahead.
See the cancellation policy
You can cancel for a full refund or change the time up to 24 hours before your visit. Within 24 hours you can't cancel and there's no refund. If you don't join in the first 10 minutes, there's no refund.
If you choose a time less than 24 hours away, it can't be cancelled or changed.
If the clinic can't see you, for example because of a technical problem on our side, we refund you in full.
Is this an emergency?
This is not an emergency service. Call 911 or go to the nearest emergency room if you have:
- Chest pain, shortness of breath or bluish lips
- Signs of a stroke: face drooping, weakness in one arm or trouble speaking
- Severe allergic reaction: swelling of the face or throat, or trouble breathing
- A seizure, fainting or being very hard to wake
- Thoughts of harming yourself: call or text 988, or the PAS Line at 1-800-981-0023

What you need for a video visit to work well
You don't need special equipment. A phone, tablet or computer with a camera and microphone is enough, and you join with the link in your confirmation. What matters most is your signal and a quiet spot:
- A stable connection. Home wifi, or mobile data with a good signal. If your wifi often drops, try the visit on data.
- A charged device. Plug it in if you can, especially if the visit may run a while.
- An up-to-date device. On a phone or tablet, you may be asked to install a free app for the visit. When it asks, allow access to the camera and microphone.
- A private, well-lit spot. A window in front of you helps more than you would think. Avoid sitting with the window behind you.
- Headphones, if you have them. They improve the sound and add privacy.
Before your visit: test your setup in 2 minutes
A few minutes before your visit, do this quick check. If something is wrong, you can fix it calmly instead of at visit time:
- Open the link in your confirmation email a few minutes early. It is the same link you will use for the visit.
- Allow the camera and microphone when asked. If you dismissed that prompt by accident, turn them on in your device settings.
- Check that you can see and hear. Look at your image and speak normally. If there is no sound, make sure your phone is not on silent or connected to another Bluetooth headset.
- Close what you are not using. Other apps, downloads and videos on other devices in the house take bandwidth from your visit.
- Keep the number and PIN from your confirmation handy, in case you prefer or need to switch to a phone visit.
If the video freezes or drops: what to do, step by step
Dropped connections happen and they are fixable. If it happens to you, work through these in order:
- Reopen the same visit link. You don't need a new one. You rejoin and pick up where you left off.
- Turn your video off and keep just the audio. Audio uses far less signal. If the doctor needs to see something, turn video back on when the connection improves.
- Move closer to your router, or to a spot with a stronger signal inside the house.
- Switch from wifi to mobile data, or the other way around. After each change, reopen the link.
- If the screen freezes, close it and open it again, or try another device.
- Switch to a phone visit. If the video does not improve, call the number in your confirmation and enter the PIN. How that works is explained below.
The phone option if video isn't working
Depending on the service and what the doctor considers appropriate, your visit can be by video or by phone. In a phone visit, you call the number we sent in your confirmation and enter the PIN, and the doctor admits you to the visit. All you need is a phone with a normal signal, with no internet or camera, which makes it a good alternative when your data connection is weak.
Two things to know: a new patient's first visit is by video, and when the patient is under 21 the visit is by video, with a parent or legal guardian on camera. If you are not sure which suits you, see how it works or write to us before booking.
If we can't connect: we refund you in full
If the clinic can't see you, for example because of a technical problem on our side, we refund you in full. The same goes if no doctor is available at your time, or if the clinic moved your visit and the new time doesn't work for you; if the clinic is the one that changes the time, this applies even when the visit is less than 24 hours away.
So if you pay and the visit can't happen because of us, you don't lose your money. Read the full cancellation and refund policy before booking: it also explains when you can cancel for a refund or change the time at no cost, and what happens if you don't join in the first 10 minutes.
If the problem is on your end: how to avoid losing your visit
If your connection fails for reasons on your side, such as the signal at home, write to us as soon as you can and tell us what happened. If you don't join in the first 10 minutes, the visit counts as a no-show and there is no refund; if you had a problem, we may offer you one other time as a courtesy.
That is why it helps to join a few minutes early, have the phone option ready and let us know quickly. Remember that requests are open around the clock: there are video visits every day, from 00:00 to 24:00 Puerto Rico time, so you can choose a time when you will be somewhere with a good signal.
When not to wait to reconnect
A connection problem should never delay care in an emergency. If you get worse during the visit or a warning sign appears, do not wait to reconnect: call 911 or go to the ER. The same goes for chest pain, shortness of breath, signs of a stroke, a severe allergic reaction or thoughts of harming yourself; for the last one, call or text 988, or the PAS Line at 1-800-981-0023. See when to go to the ER.
What the doctor can do in a video visit
With a good connection, Dr. Diana Nieves Castro, a general practice physician licensed in Puerto Rico, evaluates, diagnoses and treats, prescribes when appropriate, and gives you lab orders and a doctor's note if you need one. She sees patients in English or Spanish. To go straight to the service, see the online doctor visit, or urgent care if your problem can't wait. For children's visits, read the parents' guide.
Book with peace of mind
Now you know what to do if the video fails: reopen the link, turn video off, switch networks or move to the phone, and count on a full refund if we are the ones who can't see you. Whenever you are ready, book your online doctor visit.
How we care for you
We evaluate, diagnose and treat; if needed, we give you a lab order for a lab near you.
We see adults and children of all ages. Patients under 21: a parent with patria potestad (parental authority) or a legal guardian is on camera for the whole visit and shows photo ID.
Real-time video visit. We send you a secure video link. It works on your phone, tablet or computer.
If appropriate, the doctor prescribes and we send your prescription to your pharmacy.
You must be physically in Puerto Rico during the visit (visitors, tourists and cruise passengers are welcome).
In an emergency, call 911.
